What Is Abandon Rate?
A call is offered when it reaches the queue, after any IVR menu. It is answered when an agent picks it up. It is abandoned when the caller disconnects between those two points. Abandon rate is the abandoned calls as a percentage of the offered calls. What counts as offered matters. Calls that drop in the IVR before selecting a queue are usually excluded, since the caller never asked for an agent. Calls that receive a busy signal or are deflected to a callback are handled differently by different platforms. Short Abandons
Some callers hang up within a few seconds of entering the queue: wrong numbers, callers who realize they chose the wrong menu option, or people who intended to leave a callback and did not. These are short abandons, and most centers exclude calls abandoned within a threshold, commonly 5 to 20 seconds, from the abandon rate so that the metric reflects callers who actually waited and gave up. The threshold should be chosen once and disclosed with the number; a center that quietly moves it from 5 to 20 seconds can lower its reported abandon rate without changing anything the customer experiences.
How to Calculate Abandon Rate
Abandon rate = (Abandoned calls − Short abandons) ÷ (Calls offered − Short abandons) × 100
Some teams keep short abandons in the denominator. Either is defensible; what matters is consistency.
Worked example: a 50-agent inbound team, one Tuesday
The queue received 3,860 calls after the IVR. Agents answered 3,552. Of the 308 calls not answered, 41 were dropped within 10 seconds.
- Raw abandon rate: 308 ÷ 3,860 = 7.98 percent
- Excluding short abandons: (308 − 41) ÷ (3,860 − 41) = 267 ÷ 3,819 = 6.99 percent
By interval the picture was uneven. Between 10:00 and 11:00, 640 calls were offered and 84 abandoned, a 13.1 percent rate, while the afternoon ran under 4 percent. The day's 7 percent was a blend of a morning that was clearly understaffed and an afternoon that was fine. Abandon rate, like every queue metric, has to be read at the interval.

Call Centre Helper states that "a call abandonment rate of between 5% and 8% is the industry standard. The three are linked but not interchangeable. Service level and ASA describe only answered calls; a queue that loses a third of its callers to abandonment can report a strong service level because the impatient callers are no longer in the denominator. Abandon rate is the metric that catches that. Conversely, a queue with a low abandon rate and a poor ASA has patient callers, which is a different problem from an empty queue.
Why Abandon Rate Matters
An abandoned call is usually a repeat call, so abandonment inflates volume: the caller tries again later, often at a busier time. It is also a direct measure of lost business in sales queues and of unresolved issues in support queues. And it is the metric most likely to be noticed outside the center, because it is easy to explain.
How to Improve Abandon Rate
- Staff the intervals that abandon. Abandonment concentrates in specific half hours. Capacity planning and schedule adherence in those intervals fix more than any queue message.
- Offer a callback. Queue callback converts an abandon into a scheduled contact and takes the caller out of the wait.
- Tell callers the wait. An accurate estimated wait time lets callers decide with information; an inaccurate one increases abandonment when it is exceeded.
- Fix the IVR. Callers who reach the wrong queue abandon and redial. Menu design is an abandonment lever.
- Watch occupancy. If agents are above 85 to 90 percent occupancy, abandonment is a staffing problem, not an agent behavior problem.
How to Misuse Abandon Rate
Raising the short-abandon threshold to lower the number is the classic misuse. Reporting a daily rate that hides a 15 percent morning is the second.
